The challenge

The business received support enquiries through a shared channel, but each request arrived with different levels of detail. Before work could begin, a team member had to read the message, identify the customer or account, determine the nature of the issue and decide who should handle it.

Incomplete information created additional exchanges, while requests requiring specialist attention were not always immediately visible. Team members repeatedly checked the same systems to understand the context, and routine sorting competed with work that required technical knowledge and human judgement.

The objective was not to remove people from the support process. It was to reduce the manual coordination surrounding each request. The business needed a controlled workflow that could gather relevant information, apply agreed routing rules and make exceptions visible without attempting to diagnose complex issues or make decisions beyond its defined scope.

Our approach

  1. Mapped the Existing Triage Process

    We mapped how support enquiries entered the business, which details were needed and how team members decided who should respond. This revealed repeated checks, missing information, common request categories and situations requiring immediate human attention.

  2. Defined Categories and Routing Rules

    We established clear request categories, required information and ownership rules with the team. Routine requests could follow agreed routes, while unclear, sensitive or higher-impact enquiries would be escalated for manual assessment.

  3. Built the n8n Workflow

    We created an n8n workflow to capture incoming requests, organise the available information and apply the approved routing logic. Relevant context was attached before the request reached the assigned team member, reducing the need to reconstruct basic details manually.

  4. Added Exceptions and Human Review

    The workflow was designed to recognise when information was missing or a request fell outside the agreed rules. These enquiries were directed to an authorised person rather than being assigned automatically. Team members retained control over priority, diagnosis and final action.

  5. Tested, Trained and Measured

    The workflow was tested against suitable request types before wider use. The team received guidance on its purpose, limitations and exception process. Time spent on triage was then compared with the documented baseline to assess whether the workflow delivered a meaningful improvement.

The outcome

The n8n workflow created a clearer and more consistent route from incoming enquiry to assigned team member. Routine requests arrived with more useful context, repeated manual checks were reduced and exceptions remained visible for human assessment.

The workflow did not replace technical judgement or customer communication. It reduced the administrative work surrounding support triage, allowing team members to spend more time investigating issues, communicating with customers and completing work that required their expertise.
